An elderly couple, forgotten documents, declined cards, a sick employee — and one of the most negative TripAdvisor reviews we've ever received. A real story about perspective.

TRUE STORY Why Customers and Car Rental Companies Sometimes See the Same Experience Differently

A real story from Rentamania LTD about customer service, expectations, and one of the most memorable TripAdvisor reviews we've ever received.

Running a car rental company in Cyprus teaches you something new almost every day. Most rentals end with happy customers and great memories. But occasionally, the very same experience is remembered completely differently by the customer and by the company. This is one of those stories.

01 We Rarely Say "No"

Most car rental companies in Cyprus prefer not to rent vehicles to drivers outside the standard insurance age limits, typically between 25 and 70 years old. At Rentamania LTD, we often accept these customers because we believe age alone shouldn't prevent someone from enjoying Cyprus. We simply take on additional responsibility ourselves.

One day, one of our partner hotels contacted us about an elderly couple looking to rent a car. The hotel was located about 15 minutes from our office, and although it was one of the busiest days of the season, we accepted the request immediately.

02 One of the Busiest Days of the Year

It was peak summer. Hotels were calling continuously with last-minute bookings. Every member of our team was serving multiple customers at once. We even opened the second floor of our office to create additional waiting space because the reception area was completely full.

One of our managers had actually called in sick that morning. However, due to the unexpected workload, we asked if he could help us for a few hours. He agreed. We made him as comfortable as possible, promised additional compensation, and allowed him to work while sitting in a reclining chair because he genuinely wasn't feeling well.

03 The Unexpected Problems

I personally collected the customers from their hotel and drove them to our office. Then the first problem appeared: they had forgotten both their passports and driving licences. So I drove them back to the hotel. They found the documents. Then we drove back again. Almost 45 minutes passed before we could even begin the rental paperwork.

Next came another issue. Their UK bank cards repeatedly declined the payment because of spending limits. Instead of cancelling the rental, we drove them to the nearest ATM so they could withdraw cash and complete the payment.

Eventually everything worked out perfectly. The customers enjoyed their holiday, returned the vehicle in excellent condition — no damage, no disputes, no financial claims. From our perspective, despite all the unexpected difficulties, we believed we had done everything possible to help.

04 Then Came the TripAdvisor Review

A few days later, we received one of the most negative reviews we've ever received on TripAdvisor. The customers criticised the length of the rental process, the fact that one of our employees appeared to be reclining while assisting them, and the overall customer experience.

Interestingly, the review did not mention that we personally collected them from their hotel; that we drove them back because they had forgotten their documents; that we waited while they searched for them; that we solved their payment problems instead of cancelling the rental; that we spent almost an hour helping with issues that were entirely outside our control.

Their experience was genuine. So was ours. The difference was perspective.

05 What This Experience Taught Us

As business owners, it's easy to believe that effort automatically creates customer satisfaction. It doesn't. Customers naturally evaluate only the part of the story they experience. They don't see the dozens of incoming hotel calls. They don't know another employee came to work despite feeling ill. They don't know that other customers were waiting while we spent additional time helping them.

And that's perfectly understandable. They shouldn't have to. Running a service business means solving problems quietly, even when customers never realise how much happened behind the scenes.

06 Why We Left the Review Online

Some companies try to remove negative reviews. We chose not to. The review is still publicly available on TripAdvisor, together with our response. We believe transparency builds far more trust than trying to hide criticism. If you'd like to read both perspectives, you're welcome to find the review and make your own judgement.

Judge us by how we handle the hard days. Read our reviews — including the critical ones — and decide for yourself.

07 Our Philosophy

This experience reinforced something we already believed. You cannot control how every customer will evaluate your work. What you can control is your professionalism, your honesty and your standards. Our philosophy remains simple:

  • Help whenever possible.
  • Follow transparent procedures.
  • Treat every customer fairly.
  • Solve problems instead of creating them.
  • Keep improving after every experience.

Sometimes customers leave delighted. Sometimes they don't. But every experience teaches us how to become a better company.

FAQ Frequently Asked Questions

Why didn't you simply refuse the booking?

Because we believe good customer service sometimes means making an extra effort, especially for elderly travellers who often struggle to find rental companies willing to help.

Why did the rental process take so long?

Most of the delay was caused by forgotten documents and payment restrictions imposed by the customer's bank. We chose to help solve these problems instead of cancelling the booking.

Why was an employee sitting in a reclining chair?

He had called in sick that day but agreed to come in because the office was overwhelmed with bookings. We made every effort to keep him comfortable while he helped customers.

Do you remove negative reviews?

No. Whenever possible, we respond openly and explain our perspective. We believe transparency is far more valuable than trying to hide criticism.

What is the most important lesson from this story?

Excellent customer service is not only about solving problems. It is also about understanding that customers and companies often experience the very same situation from completely different perspectives.
